Thinking Global, Acting Local: Benchmarking the Welcome at London's Five-Star Hotels

Fletcher UK has managed a primary experiential survey benchmarking the welcome at London's top 100 five-star hotels, and the results now form The Welcome Index 2026. To understand why the welcome matters so much, it helps to start with the global picture.

Thinking Global: Where the $5.6 Trillion Hospitality Market Is Heading

The hospitality industry is evolving as travellers seek more personalised experiences, greater flexibility and a seamless blend of personal and digital service. According to The Business Research Company's Global Market Model (GMM), the global hospitality market reached $5.6 trillion in 2025 and is projected to grow at a 6.2% CAGR through to 2035. Food and beverage services accounted for 73.7% of the market, the United States represented 29.2% of global value, and the sector contributed 4.7% of global GDP.

AI-powered revenue management, automated check-in and digital customer engagement are helping hospitality businesses improve efficiency, while travel, dining and leisure demand continues to support the industry's growth. The GMM has explored these forecasts alongside data on hotel rooms, visitor arrivals, spending by non-resident guests, overnight stays, employees and enterprises to understand how the market is changing across every region of the world.

But do customers really want automated check-in and digital engagement, or is it better to aim to surpass their expectations? Will Guidara supports the latter school of thought in his book Unreasonable Hospitality.

Acting Local: The Guests London's Five-Star Hotels Overlook

Creating a valuable point of differentiation in luxury hospitality is not easy. How can management differentiate their offering when so many of their fixed assets are pre-defined and outside of their control?

Five-star hotels have long represented the pinnacle of luxury hospitality. They excel at serving overnight guests and gather feedback from a plethora of online tools. Yet one of the areas of opportunity for strengthening brand reputation lies with an often-overlooked audience: the non-resident guest.

Whether visiting for a morning coffee, afternoon tea, a business meeting, cocktails, a spa appointment or simply to admire the surroundings, every person who walks through the revolving doors should receive a warm, authentic and memorable welcome. In luxury hospitality, the first impression is rarely about marble floors, crystal chandeliers or elegant uniforms. It is about human connection.

Every visitor could become a future guest

A non-resident guest is far more than a casual passer-by. They may become tomorrow's suite reservation, recommend the hotel to international visitors, host corporate events, celebrate family milestones or become a loyal local regular. The relationship begins with a smile, genuine eye contact and the feeling that they belong.

Focus group research into luxury hospitality, led by a global consulting group, found that guests are willing to pay more for exceptional experiences, with emotional connection becoming the defining differentiator within premium hotels.

Luxury is a feeling, not just a room

The finest hotels have always understood that hospitality is theatre. From the doorman's greeting to the concierge's helpful advice, every interaction contributes to the guest's emotional experience. Today's luxury consumers are remarkably perceptive. They can distinguish rehearsed politeness from genuine care within seconds, and they can tell whether an employee is happy doing their job and empowered.

An authentic welcome includes simple but powerful behaviours:

  • Greeting every visitor with enthusiasm

  • Offering assistance without assumption

  • Making eye contact and using positive body language

  • Treating coffee guests with the same respect as suite guests

  • Resolving any emerging issues

  • Creating an atmosphere where visitors feel valued rather than evaluated

These moments require close to zero financial investment but deliver significant emotional returns.

Surpass expectations: reputation is built one greeting at a time

In the digital age, every interaction has the potential to become public. A guest who enjoys an unexpectedly warm welcome at afternoon tea may share the experience on social media, recommend the venue to friends or colleagues, or leave a glowing online review. Positive word-of-mouth remains one of hospitality's most powerful PR and marketing tools, and unlike traditional advertising, it carries an authenticity that money simply cannot buy.

Creating loyal locals

Many luxury hotels understandably focus on international travellers. In London, however, residents and domestic visitors represent an equally valuable audience. Professionals use hotel lounges for meetings and influence conference locations. Couples celebrate anniversaries, families enjoy festive afternoon teas, and visitors attend charity galas, weddings and seasonal events. When these guests consistently receive exceptional welcomes, they return throughout the year, and their lifetime value extends far beyond a single visit. The hotel becomes a trusted neighbourhood institution rather than simply a destination.

The Commercial Imperative

Hotels that prioritise personalised service strengthen customer retention, increase repeat spending and encourage premium purchasing. Importantly, these benefits compound over time. One positive experience leads to another visit, another recommendation and another opportunity to deepen loyalty.

London's luxury hotel market has never been more competitive. New landmark openings continue to raise expectations, while established icons constantly reinvent themselves to remain relevant. Yet despite evolving interiors, restaurants and wellness facilities, the greatest differentiator remains remarkably timeless: how people are made to feel.

A warm, authentic welcome costs little, requires no architectural renovation and cannot be replicated by technology alone. It is the quiet luxury that guests remember long after they have finished their coffee, attended their meeting or enjoyed their afternoon tea.

For London's top 100 five-star hotels, embracing every non-resident visitor as a valued guest is not merely good manners. It is smart business. Every smile strengthens reputation. Every thoughtful interaction builds trust. Every welcome has the potential to create a lifelong ambassador for one of the world's greatest hospitality destinations.

The Welcome Index: Benchmarking London's Top 100 Five-Star Hotels

Over the last twelve months, Fletcher UK has run an experiential research campaign, managing a team of qualified auditors visiting the top 100 London five-star hotels. Hotels were visited multiple times and at different times of day to double-check the experiences and triangulate the resulting data. The results have now been aggregated into The Welcome Index, an annual index of the quality and authenticity of the welcome provided and experienced.

Benchmarking against your peers is an underrated but powerful technique for gaining valuable primary insight into your rivals. What can an organisation learn by having an independent auditor experience its customer journey? Experiential research, sometimes called mystery shopping, shows how you are perceived in your sector relative to your peers. It can highlight problem areas and indicate what needs to be improved.
